A concrete flow, from a claims or case-handling company:

What should an SME automate first?

Pick the conversation your team repeats most, with a clear end. These are the AI voice agent use cases we see most often:

What makes a bad first project

  • A conversation with no clear outcome (“just talk to them”).
  • A topic where every case is an exception.
  • A process your team itself has not agreed on yet. AI will not fix a process that does not exist.

What does a good AI voice agent do on a call?

A well-built agent follows a simple structure every time:

  1. It introduces itself as your company’s virtual assistant and, if the call is recorded, says so.
  2. It confirms it is talking to the right person and states the reason for the call.
  3. It handles the conversation in any order. If the customer interrupts, changes their mind or asks something unexpected, it follows them, within your rules.
  4. It answers only from your information. If it does not know, it says so and notes the question.
  5. It closes with a clear outcome, such as “confirmed”, “address corrected”, “booked for Thursday at 10” or “wants a call from a colleague”.
  6. It leaves a trace: recording (where enabled), transcript, summary and outcome, all visible in the portal.

What should AI customer service NOT do?

This part matters more than the features list. An AI agent should not:

  • Pretend to be a person. It should say it is a virtual assistant.
  • Invent answers. If a price, a policy or a delivery date is not in its information, it must say it does not know.
  • Handle emotionally charged complaints alone. A frustrated customer deserves a human. The agent can listen, note the problem and pass it on.
  • Negotiate or grant exceptions. Discounts, refunds outside policy and special arrangements belong to people.
  • Keep calling someone who said no. “Do not call me again” must be respected, and the number must be checked before every call, SMS or WhatsApp message.
  • Collect sensitive data it does not need. Health data and other special categories should not be requested or uploaded unless this has been specifically agreed and assessed.

How do you start without risking your reputation?

A careful launch looks like this:

  1. Choose one scenario and write down what a successful call looks like.
  2. Give the agent your real information: documents, website pages, policies, product lists.
  3. Set the rules: calling hours, retries, when it hands over to a person, what it must never say.
  4. Make a test call to your own phone. Listen like a customer would.
  5. Listen to the first real calls and adjust the instructions.
  6. Extend only after it works, to a second scenario, a second language or a second channel.

Is AI customer service only for large companies?

Should I start with a chatbot or with an AI voice agent?
