What does an AI call center actually look like?

A useful principle: let AI collect facts and confirm simple decisions; let people make decisions that change something important for the customer.

How should handover from AI to a human agent work?

Handover is where AI call centers succeed or fail. A good handover has four properties:

  1. Clear triggers, set in advance. The customer asks for a person, raises a complaint, mentions a legal issue, asks for an exception, or the conversation leaves the agent’s rules.
  2. No repetition for the customer. The human agent sees the transcript and summary before calling back or picking up, so the customer does not repeat their story.
  3. A clear route. Either a transfer to a number you configured, or a case in the portal with a summary and a callback.
  4. An honest message. The AI says plainly that a colleague will take over, and when, without promising what it cannot guarantee.

If customers have to explain the same problem twice, your handover is broken, whether the first agent was a person or an AI.

What changes for your human agents?

The repetitive part of the job shrinks. Fewer “just confirming your order” calls, fewer reminder calls, fewer night shifts spent waiting for a phone that rarely rings. What remains is more demanding: complaints, negotiations, complex cases.
